As enterprises accelerate the deployment of AI agents and automation across various channels, a gap is emerging between the advanced technology and the underlying architecture. Many organizations have connected conversational AI to older systems not designed for such integration, according to Gaurav Anand, global head of the Customer Interaction Suite at Tata Communications.

This approach has resulted in disjointed platforms, creating a significant cognitive load for human agents who must piece together information from multiple tools. The core challenge is not just data access, but the lack of a shared enterprise context that connects customer identities, interactions, and operational systems into a cohesive understanding.

Anand states that the strategic priority for businesses is shifting from automation to orchestration. "Automation solves individual tasks, whereas orchestration connects them into end-to-end outcomes," he explained. "The next evolution is context-aware orchestration, where AI agents, applications, and human workers operate from the same understanding of the customer and the business."

To address this, Tata Communications offers its Interaction Fabric, an orchestration layer designed to unify contact center, messaging, collaboration, AI, and customer data. This layer coordinates AI agents, channels, and enterprise systems in real time, ensuring continuity of customer context across voice, chat, and other platforms for a more seamless experience.
